Steps
-
Receive the complaint with empathy
Listen actively without interrupting. Acknowledge the customer’s feelings before responding to facts. Take the conversation to a private space if other customers are present.
-
Document the facts
Capture: customer name, contact, date/time of incident, product/service involved, what happened in their words, and what they want as resolution. Use the complaint log or CX ticket system.
-
Investigate quickly
Check transaction record, security footage, batch/lot logs, or staff schedules to verify the facts. If evidence supports the complaint, move to resolution. If not, share what you found respectfully.
-
Offer resolution within authority
Common front-line authority: refund up to $50, replacement item, store credit, or comp coupon. Match the resolution to the severity. For higher-value or special cases, escalate to a manager with all documentation ready.
-
Follow up within 48 hours
Email or call to confirm the resolution worked and the customer is satisfied. Note the outcome in the complaint log so trends are visible.
Common use cases
Frequently asked questions
When should we escalate to a manager?
Whenever the customer requests it, when the resolution exceeds the rep's authority limit (e.g. >$50 refund), or when the complaint involves safety, allergens, or potential legal exposure.
How long should we document complaints?
Most retailers retain complaint logs 2-3 years for trend analysis. Food/health/safety complaints retain 7 years per FDA Food Code §8-201.13.
